To the writer of that email, what has the buyer been doing about this? Imo, this rests on his shoulders to resolve it on your behalf. The cynic in me thinks that he asked to buy it from you, did the quest so as to make in non-refundable, and then 'accidently' let slip about it so that you'd be pressured into refunding him. He gets a free Quel'delar = profit.
Do not refund him. He asked to BUY it, so that's the end of it. State what happened, ask the buyer to back you up publicly, and if he declines or the abuse continues, move on.
